The challenge

The team was technically excellent but struggled when customers were frustrated, when expectations had to be reset, or when the answer was no.

Context

A fast-growing product company where customer success owned both relationship and retention outcomes.

Our diagnosis

Participants had no shared model for reading the person in front of them, and defaulted to explaining the product when the conversation needed acknowledgement first.

The intervention

Communication and behavioural-styles sessions scripted from real customer interactions, with practice on de-escalation, expectation-setting and saying no without damaging the relationship.

How it was delivered

Sessions ran as a series rather than a single workshop so behaviour could be tried in live accounts between modules.

Outcome

  • Participants reported using the styles model in live customer conversations within days
  • Attendance and engagement stayed high across the full series
  • The approach was extended to additional customer-facing teams
After each session I was eagerly waiting for the next one. These sessions opened a completely new world.

Next step

Start with one cohort. Judge the behaviour change.

Most engagements begin as a single pilot cohort, so your team can evaluate the facilitation and the follow-through before a wider rollout.
