Solution
Customer Experience Training
Customer experience is designed in strategy and delivered in conversations. We work on the conversations, especially the ones nobody enjoys having.
The problem
Most customer experience programmes fail at the same point: the moment the customer is angry, the commitment has slipped, or the answer has to be no. Scripts and service values do not survive that moment.
Teams need a way to read the person in front of them, acknowledge before explaining, reset expectations honestly, and keep control of the interaction without becoming defensive or over-promising.
We build this from your real interactions, recorded calls, escalation transcripts, recurring complaint patterns, so participants practise the conversations they will have this week.
What participants leave able to do
- De-escalate a frustrated customer without conceding everything
- Acknowledge first, then explain, and know the difference
- Reset expectations honestly and early
- Say no while keeping the relationship intact
- Read behavioural styles and adapt tone accordingly
- Handle escalations as a team lead without taking over every case
Who it is for
- Customer service and support teams
- Customer success and account management
- Field service and technical support
- Relationship managers in banking and financial services
- Team leaders handling escalations
Where organisations ask us to help
The recurring challenges inside this area.
Difficult and escalated customers
De-escalation, acknowledgement and staying in control when the customer is angry or the mistake was ours.
Expectation management
Saying no, resetting timelines and delivering unwelcome news early rather than hoping the issue resolves itself.
Empathy and listening
Listening for what the customer is actually worried about instead of waiting to explain the process.
Relationship and retention conversations
Moving from reactive service to a planned relationship that survives a bad quarter.
Programs
Assembled to your gap, not sold as a bundle.
- Customer Centric Communication
Handling frustrated customers, resetting expectations and saying no, without losing the relationship.
- Service Excellence Essentials
The difference between service that is technically correct and service customers actually notice.
- Handling Difficult Customers
De-escalating anger, staying composed and resolving the issue without giving away everything to end the call.
- Complaint Handling & Service Recovery
Fixing the problem is the easy half. Keeping the customer afterwards is the part most teams miss.
- Telephone, Chat & Email Etiquette
One consistent, human tone across phone, chat and email, whoever the customer reaches.
- Customer Experience for Field Service Teams
Technicians and engineers are your brand on site, usually without a manager nearby.
- Customer Journey & Voice of Customer
A working session that turns customer feedback into a short list of things you will actually change.
How we deliver
- In-person workshops with live call and role-play practice
- Virtual modules suited to shift-based teams
- Calibration sessions with team leaders on escalation handling
- Refresher clinics using recent real interactions
How outcomes are measured
Evaluation is based on observed conversation handling, before and after role-play or call review, alongside participant and team-leader feedback. We do not attribute satisfaction-score movement to training we cannot isolate.
Questions
What HR and L&D teams ask us.
- Do you write scripts for our team?
- We prefer language principles and practised structures over scripts. Scripts fail the moment the customer says something unexpected.
- Can you train shift-based support teams?
- Yes. We run shorter modules repeated across shifts, with team leaders briefed so reinforcement is consistent.
- Is this relevant to B2B account teams?
- Very. The trusted advisor and expectation-management work applies directly to account management and customer success.
Start with one cohort. Judge the behaviour change.
Most engagements begin as a single pilot cohort, so your team can evaluate the facilitation and the follow-through before a wider rollout.
